What is an outsourced IT help desk and how does it work?

Short answer

An outsourced IT help desk is a contracted provider that handles your employees' IT requests, such as login problems, device issues, software access and outages, by phone, email, chat or portal. It works best as part of a provider that also manages your devices, accounts and systems, so the people answering tickets can actually fix the underlying problem rather than log and forward it.

How it works day to day

Employees contact the help desk through a phone line, email address, chat or ticket portal. Each request becomes a ticket with a priority, an owner and a record of what was done. Simple requests are resolved remotely; others are escalated to senior engineers or scheduled for an on-site visit.

Attackers impersonate employees to persuade help desks to reset passwords or MFA. Ask how the provider verifies identity before changing credentials, and require that admin-level changes are logged.

CISA's guidance for MSP customers notes that a provider relationship can expand your attack surface and that outsourcing does not absolve your organization of its risk management responsibilities. It recommends contract terms covering security responsibilities, incident handling and logging, and requiring multi-factor authentication for provider access to your systems.

What good looks like after onboarding

Within the first few months, a well-run help desk should know your key applications, people and locations, and should be documenting fixes so the same problem is not solved from scratch each time. Monthly reports should show trends, not just ticket counts, and recommend fixes for recurring issues.

Employees should know exactly how to get help and what to expect. If staff still route around the help desk by messaging a favorite technician or a colleague, the service, the communication or the scope needs attention.

Will an outsourced help desk know our business systems?

Only if you invest in onboarding. A good provider documents your applications, vendors, key users and procedures during the first weeks, and keeps that documentation current. Ask to see the onboarding plan and how knowledge is shared across their technicians.

Is an outsourced help desk available 24/7?

Some are; many offer business-hours support with after-hours coverage for urgent issues. Decide what you need based on shift patterns, plants, labs and travel, and get the hours and after-hours response commitments written into the contract.

How do we measure help desk quality?

Track response and resolution times against the contract, first-contact resolution, repeat tickets for the same issue, and employee satisfaction surveys. Review trends monthly with the provider and agree fixes for recurring problems rather than only closing tickets.
